I work in growth at an AI agent platform. I talk to businesses every week who are either evaluating AI for customer support or already running it and wondering why the results feel underwhelming. The pattern is almost always the same: they bolted on a basic chatbot, pointed it at their FAQ page, and called it a day.
Then they wonder why customers still flood the inbox.

The "chatbot" era is over

Customers don't engage with your brand because your bot said "Hi!" in their language. They engage because when they had a problem at 2 AM, it got fixed. When they asked about their order, they got a real answer with a tracking link, not a "let me transfer you to someone who can help."
The companies seeing real results from AI in support are the ones who optimized for resolution rate, not conversation volume. There's a meaningful difference between "our AI handled 10,000 conversations this month" and "our AI resolved 6,500 tickets without human involvement this month."
One is a vanity metric. The other is a business metric.

1. Training on the wrong data

They're long, structured for crawlers, and full of hedging language like "depending on your plan, you may be eligible for..."
Your AI needs clean, direct answers. If your knowledge base reads like a legal document, your AI will sound like one too.
2. No human escalation path
This one kills trust faster than anything. When a customer hits a wall with your AI and there's no way to reach a human, you've just created a worse experience than having no AI at all. The data backs this up: 89% of consumers say companies should always offer the option to speak with a person.
The best implementations I've seen use AI as the first line with a clear, fast escalation to humans for anything the AI flags as uncertain. Not "submit a ticket and wait 48 hours." Actual escalation.
3. Treating AI as a cost play instead of an experience play
If your entire business case for AI is "we can fire three support agents," you've already lost. The teams seeing 3x to 8x ROI are the ones treating AI as a way to provide better, faster support at scale, not as a headcount reduction tool.
When customers get better service, they come back more. They spend more. They tell people. That's where the real returns are.
4. Set and forget
AI agents need ongoing tuning. What queries are falling through? Where is the AI confidently giving wrong answers? Which topics have high escalation rates? If you launched your AI three months ago and haven't touched it since, your resolution rates are almost certainly declining as your product, policies, and customer base evolve. The gap between 2023-era bots and what's possible now is massive, but only if you keep up with it.
What to actually look for in a platform
Skip the feature comparison matrices. Here's what matters in practice:
Can it take actions, or just answer questions? A support AI that can look up orders, process returns, update account info, and check statuses is 10x more useful than one that can only chat. If your AI can't connect to your backend systems, it's a fancy FAQ page.
How fast can you ship it? Some platforms take months to deploy. Others take minutes. Deployment speed matters because the longer it takes to go live, the longer it takes to start learning what's actually working. You want to iterate fast, not plan for six months.
What does the escalation flow look like? This is where most platforms fall apart. Ask specifically: when the AI doesn't know something, what happens? How fast does the customer reach a human? Is context preserved, or does the customer have to repeat everything?
Can you actually see what's happening? Analytics that show conversation volume are useless. You need resolution rates, escalation rates, CSAT by AI vs. human, and ideally the ability to read individual conversations to audit quality.
The bottom line
AI for customer support works. The data is overwhelming on that front. But "works" has a very specific meaning: it works when you implement it as a resolution engine, not a deflection tool. It works when you train it on good data and keep training it. It works when you pair it with humans instead of using it to replace them entirely.
The market is moving fast. Gartner projects that organizations will replace 20 to 30% of service agents with generative AI by 2026 (though notably, half the companies that planned workforce reductions are expected to walk those plans back). The companies that get this right will have a genuine competitive advantage. The ones that bolt on a chatbot and call it innovation will wonder why nothing changed.
